Case Study: The AI-Human Evolution at Stripe

I recently had a "full circle" moment as a customer of Stripe. After working with them back in 2024 on augmenting their contact center with AI, I experienced the result firsthand.

It wasn't just a "chat, it was a masterclass in friction-less service.

When the initial AI couldn't resolve my business account issue, it was seamlessly elevated to a Level 2 human agent. The agent called me, we used screen-sharing to troubleshoot in real-time, enabled by AI and well informed, and the follow-up was instantaneous.

My contribution to Stripe AI program was in leading the Human-AI interaction and use cases plus the AI change adoption.

In this article I will highlight some of the key aspects of this program that you can relate to in your own work and organization agenda.

This successful case study was built on a very specific 4-Phase Program:

Phase 1: Building a Living Knowledge Base

We didn't just digitize manuals, policies and processes. We focused on Context over Content. This is a common pitfall in many AI programs.

  • Content Memory: your usual processes, data, SOPs, policies, reports and artifacts

  • Context Memory: We extracted the "hidden" knowledge living in the brains of senior staff: the business rules, workarounds, the scenarios, and system maneuvers that were never documented.

  • Knowledge Integrity: Establishing AI guardrails and fail-safes to ensure the knowledge base wasn't just a data dump, but a solid foundation for decision-making.

Phase 2: Detailed AI-Human Use Cases

We built out the specific TLI model of what I call the "Service Ladder" of interactivity:

  • AI-Human Augmentation: AI assisting agents in real-time.

  • AI-Human Enablement: Providing agents with deep-context insights.

  • AI-Human Integration: Clear integration pathways with systems, processes, business rules, business capabilities, strategic directives, measures, regulatory mandate, and workforce. For an eco-system integration to build an evolved knowledge base and learning algorithms.

Phase 3: Pilot & Engineering

We moved from theory to reality, integrating these use cases with current organizational assets, aligning capabilities, measures, and technical sockets to ensure the AI is not an add-on but well integrated.

Phase 4: Change Adoption

The final, most critical step (this phase started from day 0). We focused on the cultural shift, ensuring the people weren't just using a new tool, but evolving their roles alongside it.

This was not just about change leadership but also behaviour changes, culture cadence, organizational design, psychological guide rails, and measures that are relevant to this new reality.

I hope this snapshot of this case study gave you food for thought into what might elevate your AI initiatives.
